I asked Support for you, and they advise:
"If the player has performed a re-installation of the PC operating system or a reinstallation of the poker software then any hands saved would have been deleted.
The player should also check in the poker client options and make sure “Store hands locally" is ticked.
Please also check with the player and advise the following
Is the player running any kind of poker HUD or Poker Tracker?
Some Third party software will change the default hand history location in order to process the files. If this is the case the player should check elsewhere for the hand history location and uninstall any third party software so that the poker software can save the hand histories in the correct folder directories for the hand re-player to function.
If this does not solve the problem, uninstall the poker client and do a fresh re-installation.
1) Close the poker client if it's running.
2) Uninstall it.
3) Delete all temporary intern! et files. This can be done in browser by choosing Tools -> Internet Options -> Delete files / including offline content.
4) Restart the PC
5) Disable the use of proxy servers (open Internet Explorer -> Tools ->Internet Options -> Connections -> Lan Settings -> Untick "Use proxy server for your Lan")
6) Re-download the poker client from the casino webpage.
7) Re-install the poker client
Navigate back to the Poker software App Data settings and check if the hand history files are now being stored. The player will have to take part in some game player (at least 1 hand played) for the hands to start writing again.
If this does not solve the problem, please also ask the player to provide the logs from their computer for the day(s) of the issue.
The client logs can usually be found here: C:\Users\[username]\AppData\Local\[Cardroom]\data\logs
Once we have this information we will check further with Tech Support."
